Customer Experience Escalation Specialist – Remote, Full‑Time or Part‑Time – Brighthush

🌍 Remote · United States 💼 Full-time

About Brighthush

Brighthush is a forward‑thinking customer‑centric organization that empowers people to solve real problems through clear communication and data‑driven decision making. With a global footprint and a culture that values curiosity, empathy, and continuous learning, Brighthush is redefining how businesses interact with their customers. Whether you’re a seasoned professional or just starting your career, you’ll find a supportive environment that rewards thoughtful action, meticulous record‑keeping, and the ability to bridge gaps between teams.

Why This Role Matters

In today’s fast‑moving service landscape, customers expect instant answers. Yet, not every issue can be resolved in a single interaction. The Customer Experience Escalation Specialist is the linchpin that ensures unresolved queries are handed off smoothly, accurately, and with the right context. By mastering the art of escalation, you help maintain trust, reduce friction, and keep the customer journey on track—all while protecting the integrity of our data and processes.

Role Overview

As a Customer Experience Escalation Specialist, you will act as the critical intermediary between frontline support agents and specialized teams. Your primary responsibility is to read, synthesize, and forward customer conversations with precision, ensuring that every handoff is clear, concise, and actionable. You will not be expected to resolve complex disputes or create new solutions; instead, you will focus on communication, documentation, and judgment within defined boundaries.

Key Responsibilities

  • Review and Analyze Customer Interactions: Examine the entire conversation history, identify unresolved issues, and determine the appropriate next step.
  • Prepare Clear Escalation Notes: Summarize the customer’s request, the information already shared, and the specific answer still needed. Avoid vague statements like “customer unhappy” and include relevant references or prior steps.
  • Maintain Accurate Records: Use our case management system to attach new information, update status, and ensure the case remains in the correct queue.
  • Ask Focused Follow‑Up Questions: When information is missing, pose precise, process‑aligned questions to the customer to gather the needed details without re‑asking what they already provided.
  • Coordinate with Receiving Teams: Send the escalated case to the appropriate specialist, ensuring they have all context and can act immediately.
  • Track Escalation Outcomes: Monitor the progress of escalated cases, attach responses, and update the original conversation thread so the next handler has a complete view.
  • Apply Approved Language: When acknowledging customer concerns, use pre‑approved wording to explain next steps, especially for exceptions, payments, or account restrictions.
  • Adhere to Data Privacy Standards: Work from a secure home office, follow all confidentiality protocols, and protect sensitive customer information at all times.
  • Continuous Improvement: Provide feedback on escalation processes, suggest enhancements, and help refine guidelines for future cases.

Essential Qualifications

  • High school diploma or equivalent; bachelor’s degree preferred.
  • Strong written communication skills with an eye for detail.
  • Experience in a customer support or administrative role (remote or in‑office).
  • Proficiency with email inboxes, shared folders, and basic task‑tracking tools.
  • Ability to read and synthesize multiple email threads quickly.
  • Excellent organizational skills and a methodical approach to record‑keeping.
  • Comfortable working independently and managing time effectively in a remote setting.
  • Basic understanding of customer service best practices and escalation protocols.

Preferred Qualifications

  • Previous experience in a customer escalation or triage role.
  • Familiarity with CRM or case‑management systems (e.g., Zendesk, Freshdesk).
  • Knowledge of data privacy regulations (GDPR, CCPA) and secure handling of personal information.
  • Experience with workflow automation tools (Zapier, Power Automate).
  • Strong analytical mindset and problem‑solving abilities.
  • Multilingual capabilities or experience working with diverse customer bases.

Core Skills & Competencies

  • Communication: Clear, concise, and empathetic writing that conveys complex information simply.
  • Attention to Detail: Spotting missing pieces, inconsistencies, or potential escalation triggers.
  • Judgment: Knowing when to ask for more information, when to forward, and when to hold.
  • Collaboration: Working effectively with multiple teams across time zones.
  • Adaptability: Adjusting to evolving processes, tools, and customer expectations.
  • Time Management: Prioritizing tasks and meeting deadlines in a fast‑paced environment.
  • Tech Savvy: Comfortable learning new software and troubleshooting basic issues.
